When should an AI support agent hand over to a human?

A good handover is the difference between an AI agent customers trust and one they try to escape. Here are the rules we've found work, and the ones that backfire.

Most complaints about AI customer support aren't really about wrong answers. They're about being stuck: typing 'agent' four times and getting another cheerful paragraph back. The fix isn't a smarter bot. It's a clear set of handover rules that the AI follows every time.

Always hand over when the customer asks

This sounds obvious, but many bots are tuned to 'deflect' as long as possible. That might look good on a dashboard and does real damage to trust. If a customer asks for a person, the agent should say who's picking it up and roughly when, and then get out of the way.

Hand over on emotion, not just keywords

Frustration rarely announces itself with the word 'frustrated'. It shows up as repeated contacts about the same issue, capital letters, short replies, or a customer who has already tried the suggested fix. Onfre tracks these signals across the whole history, not just the current message, so the third contact about a failed refund is treated very differently from the first.

Hand over where the stakes are high

  • Money above a threshold you set, such as refunds over ₹5,000.
  • Anything medical, legal or safety-related, even when the answer seems simple.
  • Account changes that are hard to undo, like cancellations or ownership transfers.
  • VIP or B2B accounts where a relationship matters more than speed.

Hand over when confidence is low

An AI agent should know what it doesn't know. If the answer isn't clearly supported by your sources, the right move is 'let me get someone who can confirm this', not a plausible-sounding guess. We'd rather Onfre hand over a few chats it could have handled than invent one policy that doesn't exist.

A handover isn't a failure. A handover without context is.

What a good handover contains

The agent who picks up should never have to ask 'how can I help?'. They should see a two-line summary, the customer's orders or account, what the AI already said and tried, and why it handed over. And the customer should be told who's taking over and when to expect a reply. That's what turns a handover from a dead end into the moment a customer decides they like your brand.

anyone there? it's 2 a.m. 😅Always. How can I help?
